The usefulness of a service guarantee: the point of view of contact staffThis article studies an interactive phenomenon which has received limited attention: the invocation of the uncon-ditional service guarantee. A qualitative study investigates the phenomenon through three questions: what are theincidents that give rise to the invocation ? What compensation does the invocation result in ? How does the invo-cation process unfold? The study also reveals how contact staff, interacting with customers, interpret incidentsand decides whether or not to invoke the guarantee. The scope of this study goes beyond service guarantees andalso concerns service recovery. Finally, the article presents three managerial recommendations to facilitate theuse of service guarantees by contact staff.

Cet article étudie un phénomène interactif mal connu : l’invocation de la garantie de service inconditionnelle.Une étude qualitative permet d’étudier le phénomène à travers trois questions : pour quels incidents la garantieest-elle invoquée ? Comment se déroule le processus d’invocation ? À quelle compensation l’invocation abou-tit-elle ? L’étude révèle également comment le personnel en contact, en interaction avec le client, interprète lesincidents et décide ou pas d’invoquer la garantie. La portée de l’étude dépasse les seules garanties de service etconcerne aussi le traitement des réclamations. Enfin, l’article présente trois recommandations managériales pourfaciliter l’usage de la garantie de service par le personnel en contact.
